Is the Watch Ownership Experience as Important as the Watch?

Watch brands put a huge amount of thought into the day you buy. The boutique is brightly lit, the seats are comfortable, and the watch’s packaging is designed for that moment when you lift the lid. Then you walk out the door, and with a surprising number of brands, that's where the experience finishes.

For the owner, on the other hand, it's where things start. You might wear that watch for twenty years, and at some point, it'll need servicing or repair. Those moments have a way of rewriting how you feel about a brand, and plenty of collectors will tell you about a botched service from five years ago in more detail than the experience of purchasing the watch. Some have even sold watches they genuinely loved because of how the brand or dealer treated them afterward.

The Long Wait: How Long Does Watch Service Take?

Servicing is usually the first time an owner contacts the brand again after the initial sale. You hand the watch over, or mail it off, and it disappears for what feels like forever (and sometimes is). Collectors understand that their watches aren't disassembled, cleaned, and regulated in one afternoon. What wears them down is the lack of communication. The quote arrives, you approve it, and then you hear nothing for eight weeks. Call to check on the status, and you'll be told it's "at the workshop," which you'd sort of assumed already. A quick update when the watch lands in Switzerland and another when it's on test would cost nothing and mean a great deal.

Then there's what comes back. Most people in the watch hobby know someone whose watch returned polished, the sharp edges and its life buffed away, even when explicitly asked not to. Most brands will skip the polishing if you request it, but the onus is on the owner to know to ask, which feels a little backward.

How Long Do Luxury Watch Warranties Last?

Warranty length is one of the clearer signals of how a brand thinks about the years after the sale. Rolex moved its international guarantee from two years to five for watches sold on or after July 1, 2015. IWC's My IWC program extends the standard two-year warranty to eight years once you register the watch. Hublot has gone further still. Eligible watches bought on or after January 1, 2026 get five years as standard, and registering through the brand's Hublotista program while that original standard warranty is still active adds another five. These were all pitched as statements about build quality, but they also tell a watch owner that the brand expects to still be talking to them years from now.

A long warranty only goes so far, mind you. If getting something fixed under the warranty is a slog, then it doesn't count for much, and most collectors will only find out what the warranty is really worth the first time they need to use it.

What Happens When a New Watch Needs Repair Early?

That first time can come around sooner than you’d like. A fault in the first few months, while the excitement is still fresh, is a particular kind of disappointment, and how the brand or retailer handles it tends to decide everything about the customer experience. Customer service research has a name for this: the service recovery paradox. This suggests that a problem fixed really well can leave a customer more loyal than if nothing had gone wrong at all. But handle it badly, and you can lose them for good. Matt Raffan, a UK-based collector, has had both happen off the back of one watch.

Coming out of the UK's first lockdown in 2020, Raffan was ready to look at what he called a "big hitter." He went to see an Audemars Piguet Royal Oak 37mm, and the sales assistant laughed at him. Later that afternoon at Harrods, he tried on a 38mm Girard-Perregaux Laureato Chronograph with a panda dial. "Comparing the fit and finish to the AP from the same day, I was blown away, at literally half the price," Raffan said.

When word came that the 38mm chronograph was being discontinued, he bought one from another well-known retailer that had only one left, with 0% financing and home delivery. "The courier left it on my doorstep, in a busy street," Raffan said. The watch had scratches on the bezel and bracelet and was "quite clearly well worn." The retailer agreed to fix it, though the courier failed to collect it twice. Raffan asked for a rubber strap and clasp to make up for the hassle, which they agreed to in writing and then backed out of once the watch came back, citing the clasp's value. They eventually honored it. However, "the first rubber strap turned up with literal mold on it," he said.

What turned it around was Girard-Perregaux's regional manager at the time, who got involved and sent Raffan a handwritten note and some brand merchandise, including a third strap, by way of apology. All told, it took about three months to put right.

The retailer won't be seeing him again. "Start to finish, as a remote customer, they were demonstrably awful in almost every way. I regularly tell people this story at RedBar and watch events. In an industry that's meant to be all whimsy, it was so unnecessary," Raffan said.

After the Receipt: Your Relationship With the Brand

That split between retailer and brand is more important than you might think. A good sales associate is often the closest thing a customer has to a contact at the brand, and the best ones keep that relationship going long after the sale. They remember what you bought, and they'll tell you honestly when the service center is busy.

When it goes wrong at that level, though, it's usually the name on the dial that takes the hit. "If I weren't a collector, and just a person on the high street, I'd have tarred G-P with the same brush for sure," Raffan said. He only got past the poor customer service from the retailer by digging his heels in until he reached the brand. "Had I never got to that point, I'd have probably sold the watch ages ago."

Those relationships tend to belong to the person rather than the brand, too. When staff move on from a retailer or brand, watch owners can find themselves starting from zero. A customer of ten years might get treated like someone who wandered in off the street.

Events matter less than brands like to think, at least the ones that only happen when there's something new to sell. Collectors tend to value the gatherings where nobody's selling anything, and that's where Raffan's story got its ending. About a year later, the South East chapter of collectors' club RedBar arranged a day at Aston Martin with Girard-Perregaux, and the regional manager who'd sent the note was running it. "He remembered the emails, and complimented me on my reference choice," Raffan said. "His handling was great and made me feel good about my interaction with the brand specifically."

Pre-Owned Watch Ownership: How the Experience Differs

Buy pre-owned and it can sometimes get a little greyer. You're often outside the brand's owner programs entirely, the extended warranty may have lapsed or not been registered, and the boutique that originally sold the watch has no idea you exist. That's where the dealer becomes the ownership experience. At European Watch Company, every watch goes through the restoration and repair department for testing before it's sold and comes with a one-year warranty. For plenty of collectors, a dealer they trust ends up being the one constant across a collection that spans a dozen brands.

Does the Ownership Experience Matter as Much as the Watch?

Nobody buys a watch they don't love just because the after-sales care is good. The watch has to win you over first. But the ownership experience decides what happens next - whether you buy from that brand again or quietly move the watch on. Ask collectors which brands they've soured on, and the stories are usually about how they were treated, not the watch on their wrist. And Raffan, after a terrible experience turned into a good one, still has the Laureato.
